Customer De-escalation: Choose Your Response

Articulate Storyline 360 · Branching Scenario / Decision Practice

E-Learning Heroes Challenge

A customer-service scenario where learner choices affect feedback, score, and the final outcome. Learners practice lowering tension, setting clear expectations, and responding to escalation.

  • Articulate Storyline 360

Project overview

A Storyline 360 scenario in which a learner handles an escalating customer conversation. Each response affects the feedback and score, while accumulated choices determine the final outcome. One particularly poor response can end the interaction early.

Built as a response to an E-Learning Heroes community challenge and customized as a portfolio project.

Audience

Employees in customer-facing roles who handle complaints and escalated conversations.

Learning need

Service staff can usually describe what a calm response sounds like. The harder part is choosing one under pressure, so the practice needed to place learners inside the conversation.

Instructional design rationale

Feedback is written as consequence rather than as a right/wrong verdict. Learners see how the customer reacts to the response they chose, which is closer to the way the skill is actually judged on the job.

The learner's name is captured in a variable and reused through the conversation, and a cumulative score determines which final outcome is shown. A particularly poor response can end the interaction early, which reflects how a real conversation can be lost.

Design decisions

Consequence-based feedback instead of right/wrong markers
The customer's reaction carries the feedback, so learners judge their own choice against the outcome.
Name captured and reused through a variable
Personalization keeps the conversation specific and gives learners a reason to stay in the role.
Cumulative score drives the ending
One recovery does not erase a pattern of poor responses, so the outcome reflects the whole conversation.
Score and outcome logic
The cumulative score reflects the pattern of responses across the conversation and determines the final outcome, while one especially poor choice can trigger an early unsuccessful ending.
